PURPOSE
Organizations often optimize individual touchpoints without keeping the entire customer experience in view, leading to inconsistent or frustrating experiences. Customer Journey Mapping visualizes the complete customer journey and reveals pain points, gaps, and improvement potential. It helps teams think from the customer's perspective and collaborate across silos.
HOW TO USE
First, a specific persona and usage scenario is defined. Then all phases of the customer journey are mapped chronologically, including touchpoints, actions, thoughts, emotions, and pain points. For each critical moment, improvement ideas are generated and prioritized by impact and feasibility.
WHAT IT IS
Customer Journey Mapping is a visual method that depicts the end-to-end customer experience as a chronological map. It typically includes phases of the customer journey, touchpoints, customer actions, emotions, pain points, and opportunities. The format comes from service design and is recommended by the Nielsen Norman Group as a standard method for user-centered design.
EXAMPLE
Example: Your telecommunications company receives many complaints about the contract switching process, but no one understands where exactly the frustration arises. You create a Customer Journey Map that visualizes all touchpoints from initial interest through online comparison, contract conclusion, to the first invoice, capturing customer emotions at each point.
